0:00Who has actually accepted the question?

A support agent is not finished just because it sent a summary to another system.

0:06A customer asks about an order

A fictional customer reports an undelivered order. The agent summarises the message and submits it to support. The integration does not respond. Has anyone received the question, or is its destination still unconfirmed?

0:21Show each handover stage separately

Distinguish intake received, handover requested, queue placement confirmed and accepted by a staff member. Each later stage needs its own evidence. Creating a ticket does not establish that someone is handling it.

0:36Keep a shared reference

A timeout leaves the outcome unknown. Look up that same handover through a stable reference before submitting it again. Recovery should not accidentally create a second unrelated ticket for the same question.

0:50A report remains a report

The agent can recognise the topic and gather context. But a customer report does not establish delivery status. Quoting an order number does not automatically grant access to personal account information.

1:03Someone owns unresolved work

Assign responsibility for unconfirmed handovers. Agree when staff accept work and what happens outside opening hours. The agent must not invent compensation or response times to close the conversation.

1:17Test missing confirmation too

Try an unavailable team, repeated messages and absent account checks. Review context, destination and time to acceptance. A quick summary does not demonstrate that the customer’s problem has been resolved.

1:32Begin with one question type

Choose one intake channel and a team able to accept handovers. Rehearse ordinary and interrupted paths together before giving the agent further responsibilities.
